How I examine the customer journey

At every stage, I look at three things: the customer, the mechanics behind the experience, and the opportunity to improve. Then I use data, observation, journey testing and targeted conversations to understand what’s actually happening.

  • ATTRACT

    Customer

    Who are we trying to reach? What are they aware of, searching for, or responding to? Does the message connect with the right people and give them a reason to pay attention?


    Mechanics

    How are people currently finding you? Which channels, campaigns, referrals, partnerships, content, ads, or outreach are driving attention, and what happens once a prospect enters the journey?


    Opportunity

    Where could we improve lead quality, visibility, positioning, channel performance, or cost of acquisition? Are there stronger ways to reach the right audience or make the first touch more compelling?


    How I assess it

    I review your current lead sources, campaigns, messaging and available performance data, then trace how prospects actually enter the journey. Where useful, I use behavioral analytics to see how people move through key pages and where they hesitate or drop off. I also test key touchpoints myself and speak with the people closest to the work to understand what’s happening behind the numbers.

  • ENGAGE

    Customer

    Once someone notices you, do they quickly understand what you offer, who it’s for, and why it matters to them? Is there enough relevance and interest to keep them moving forward?


    Mechanics

    What happens after that first touch? I look at website flow, landing pages, email nurture, lead magnets, calls to action, response times, and the handoffs that move someone from initial interest to active consideration.


    Opportunity

    Where are people losing interest, getting confused, or failing to take the next step? Could the message be clearer, the path simpler, or the follow-up more timely and useful?


    How I assess it

    I trace the experience from first click or inquiry through the next meaningful action, review the content and touchpoints along the way, and look at available engagement and conversion data. I also test the journey myself to see where momentum slows, expectations become unclear, or the business is asking too much too soon.

  • BUILD TRUST

    Customer

    Do they believe you understand their problem and can genuinely help? What questions, doubts, objections, or perceived risks might still be holding them back?


    Mechanics

    What proof and reassurance are available as someone evaluates you? I look at testimonials, reviews, case studies, credentials, educational content, consultations, pricing transparency, staff interactions, and the consistency of the experience across touchpoints.


    Opportunity

    Where could we reduce uncertainty, strengthen credibility, or make the decision feel safer? Are there missing trust signals, unanswered questions, or places where the experience undermines confidence?


    How I assess it

    I review the moments where a prospective customer is most likely to hesitate, compare the promises being made with the proof provided, and test how easy it is to find answers to important questions. Where useful, I also look at reviews, objections, consultation feedback, and patterns in lost or stalled prospects to understand what may be preventing trust from turning into action.

  • CONVERT

    Customer

    Is the next step clear, easy, and worth taking? Does the offer feel relevant and valuable enough to justify the commitment, or are there questions, friction, or hesitation getting in the way?


    Mechanics

    What happens at the point of decision? I look at booking, consultations, proposals, pricing, checkout or payment, follow-up, response times, abandoned inquiries, and any handoffs involved in moving someone from interest to yes.


    Opportunity

    Where could we reduce friction, strengthen the offer, improve follow-up, or make the decision easier? Are good prospects getting lost because the process is unclear, slow, cumbersome, or poorly timed?


    How I assess it

    I trace the path from serious interest to purchase or booking, review the offer and decision points, and look at available conversion data. I test the process myself where possible and examine where prospects stall, disappear, or need repeated follow-up to identify what is preventing more of the right people from saying yes.

  • ONBOARD

    Customer

    Once they’ve said yes, do they feel confident they made the right decision? Do they know what happens next, what’s expected of them, and where to go if they have questions?


    Mechanics

    What happens immediately after purchase, booking, or sign-up? I look at welcome communications, forms, scheduling, payment, handoffs, expectations, documentation, and the first steps in delivery.


    Opportunity

    Where could we reduce confusion, delays, unnecessary effort, or buyer’s remorse? Are there places where the experience feels disjointed, repetitive, or less reassuring than it should?


    How I assess it

    I follow the onboarding process from the customer’s point of view, review the communications and handoffs involved, and look for gaps between what was promised before the sale and what happens after it. I also speak with the people involved where useful to understand where delays, duplication, or preventable friction are occurring.

  • DELIVER

    Customer

    Is the experience living up to what was promised? Do customers feel informed, supported, and confident throughout delivery, or are there moments that create frustration, uncertainty, or disappointment?


    Mechanics

    How is the work actually delivered? I look at communication, ownership, handoffs, timelines, quality controls, problem resolution, systems, and the internal processes that shape the customer experience.


    Opportunity

    Where could we improve consistency, efficiency, communication, or perceived value? Are internal issues creating avoidable friction for customers or making delivery harder than it needs to be?


    How I assess it

    I compare the promised experience with what customers actually receive, trace the key delivery steps, and review the processes and handoffs behind them. Where useful, I look at feedback, complaints, delays, rework, and staff input to identify where the experience is breaking down or creating unnecessary effort.

  • RETAIN + REFER

    Customer

    After the initial experience, do customers have a reason to stay connected, come back, continue, upgrade, or recommend you? Do they feel remembered and valued once the immediate transaction is complete?


    Mechanics

    What happens after delivery? I look at follow-up, check-ins, renewals, reactivation, referral requests, reviews, loyalty efforts, cross-sell or upsell opportunities, and the systems used to maintain the relationship over time.


    Opportunity

    Where are we leaving repeat revenue, referrals, reviews, or long-term customer value on the table? Could the business be doing more to stay relevant and make it easy for happy customers to return or recommend you?


    How I assess it

    I review what happens after the core service or purchase is complete, look at available retention, repeat-purchase, referral, and review data, and trace the follow-up experience from the customer’s point of view. Where useful, I also look at lapsed customers and missed re-engagement opportunities to identify where stronger relationships could create more sustainable growth.
